Deflection Rate
What it is
Deflection rate measures how many inquiries are resolved through self-service or automation, such as help centers, chatbotsChatbotA conversational interface that answers customer questions, usually from fixed docs., or AI agentsAI AgentSoftware that plans, uses tools, and acts toward a goal instead of answering one prompt., without creating a ticket for a human.
Why it matters
Deflection is the headline metric for support automation, but it can hide bad outcomes. A customer who gives up isn't the same as a customer who got the right answer.
Best practices
- Measure resolution, not abandonment – Count a deflection only when the customer confirms or doesn't return on the same issue.
- Watch what's left – As easy questions deflect, the remaining tickets get harder. Plan for that.
- Pair with escalation rate – The next lever after deflection is keeping hard tickets out of engineering.
How Decimal helps
Decimal deflects the routine questions and its investigation layer also handles the technical ones that basic deflection tools pass along.
